Özet

Bu çalışmanın amacı, Nevşehir’ deki dört ve beş yıldızlı otellerdeki işgörenlerin duygusal emek düzeylerini belirlemek ve duygusal emek davranışlarının hizmet kalitesi üzerindeki etkisini ortaya koymaktır. Bu amaçla; duygusal emek ve hizmet kalitesi literatürü temel alınarak, araştırmanın kapsamına Nevşehir’deki dört ve beş yıldızlı otellerdeki işgörenler dahil edilmiştir. Veriler anket yardımıyla toplanmıştır. Araştırma sonucunda işgörenlerin duygusal emek düzeylerinin çok yüksek olmadığı, duygusal emek davranışlarının genellikle derin davranış olarak ortaya çıktığı gözlenmiştir. Yüzeysel davranışın hizmet kalitesi üzerindeki etkisi negatif yönlü olarak saptanmıştır. Buna karşılık samimi davranış ve derin davranışın hizmet kalitesi üzerinde olumlu etkisi olduğu ortaya çıkmıştır.
