Abstract

Ancient cities are significant tourism assets providing cultural heritage experiences; however, service failures negatively affect visitor satisfaction and sustainable management. The scarcity of literature examining service failures in cultural heritage sites through direct, structured observation methods forms the core premise of this study. This study aims to address the lack of empirical research in the literature that directly investigates service quality gaps and specific service failures in cultural heritage sites via structured observation. The study was conducted within the framework of a descriptive research design, utilizing a checklist adapted from the literature and revised based on expert opinions as the data collection tool. Independent observations were carried out by the researchers, and the data were coded and supported by qualitative notes. The qualitative data obtained from the observation notes were evaluated using the thematic analysis method, revealing a total of seven themes. Based on systematic observation findings, this study makes a methodological contribution to the literature by categorizing operational service failures in cultural heritage sites, and provides a practical guide for sustainable visitor experience management in line with the conservation-use balance.
