DİJİTAL BANKACILIKTA MÜŞTERİ MEMNUNİYETİ VE SADAKATİ: COVİD-19 DÖNEMİNDE TÜRKİYE’DEN TESPİTLER

Özet
Finansal teknolojilerdeki ilerleme bankaların hizmet kanallarını çeşitlendirmiş ve hizmet sunuş biçimlerini değiştirmiştir. Bu durum müşterilerin birçok finansal ihtiyacını şube dışı kanallardan, bir başka ifadeyle şubelerin alternatifi olan dijital bankacılık kanallarından da karşılayabilmesini sağlamıştır. Ancak bu alternatif kanalların kullanım sıklığı ve devamlılığı müşterilerin memnuniyetine bağlı olduğundan müşteri memnuniyetini oluşturan hususların belirlenmesi ve buna göre bankaların dijital kanallarında iyileştirme çalışmaları yapması önem arz etmektedir. İşte bu nedenle çalışmada Türkiye’de dijital bankacılık kullanımında müşteri memnuniyeti ve sadakati üzerinde etkili boyutlar (performans beklentisi, efor beklentisi, cevaplanabilirlik, güvenilirlik, güvenlik, kişiselleştirme) incelenmiş ve ardından müşteri memnuniyetinin müşteri sadakatine etkisi araştırılmıştır. Verilerin toplanmasında online anket yöntemi kullanılmıştır. 719 katılımcıya ait anket verileri SPSS 25 paket programıyla korelasyon ve regresyon analiz yöntemleriyle değerlendirilmiştir. Çalışmanın ekonomik ve sosyal hayat üzerinde önemli etkileri olan pandeminin devam ettiği bir dönemde yapılmış olması müşterinin taleplerinin daha iyi anlaşılması açsından önem arz etmekte, çalışmaya özgünlük kazandırmaktadır. Çalışmada ele alınan performans beklentisi, efor beklentisi, güvenilirlik, güvenlik, kişiselleştirme boyutları müşteri memnuniyeti üzerinde pozitif ve anlamlı bir ilişkiye sahiptir. Ancak cevaplanabilirlik boyutu müşteri memnuniyeti üzerinde etkili değildir. Analiz sonuçlarına göre müşteri memnuniyeti müşteri sadakatini pozitif yönde etkilemektedir.
Abstract
The progress in financial technologies has diversified the service channels of banks and changed the way they offer services. This has enabled customers to meet many of their financial needs through non-branch channels, in other words, through digital banking channels, which are alternatives to branches. However, since the frequency and continuity of use of these alternative channels depends on the satisfaction of the customers, it is important to determine the issues that constitute customer satisfaction and to make improvements in the digital channels of the banks accordingly. For this reason, the dimensions (performance expectation, effort expectation, responsiveness, reliability, security, personalization) effective on customer satisfaction and loyalty in the use of digital banking in Turkey were examined in this study, and then the effect of customer satisfaction on customer loyalty was investigated. Online survey method was used to collect data. Survey data of 719 participants were evaluated by correlation and regression analysis methods with SPSS25 package program. The fact that the study was carried out at a time when the pandemic, which had significant effects on economic and social life, was ongoing, is important for a better understanding of the customer's demands and adds originality to the study. The dimensions of performance expectation, effort expectancy, reliability, security, personalization discussed in the study have a positive and significant relationship on customer satisfaction. However, the responsiveness dimension is not effective on customer satisfaction. According to the results of the analysis, customer satisfaction affects customer loyalty positively.
